Handling Shopify returns and refunds over WhatsApp

Returns and refunds on WhatsApp are a conversation, not an automation. The customer messages you from the chat button, you check the order and process the return or refund in Shopify, and you reply with a short, clear message at each step. WhatsApp Pilot automates the cancellation notice only; it does not approve returns or issue refunds.

Cancel, return and refund are three different things in Shopify

Before you promise anything in a chat, it helps to use Shopify's words. Cancelling stops an order that has not been fulfilled; in the cancel dialog you choose whether to refund to the original payment method, to store credit, or later, and whether to restock and notify the customer. A return is for items that were shipped: you create it on the order, the customer sends the items back, you receive them and then refund or exchange. A refund is the money movement itself, which can be partial and can go to the original payment method, store credit, or both.

A customer on WhatsApp will usually say just "I want my money back". Your first job is to work out which of the three applies, because each has its own steps in Shopify and its own message.

Set the rules first, so the chat is short

Most return conversations are long because the policy is unclear. Shopify lets you define return and cancellation rules: a return window (14, 30, 90 days, unlimited or custom), who pays return shipping (free, a flat fee, or the customer buys the label), an optional restocking fee as a percentage, and final-sale products or collections that cannot be returned. Publish the matching return policy from Settings → Policies so there is a page you can link in the chat.

With rules in place, Shopify can also let customers submit return and cancellation requests themselves from the order status page, which you approve or decline in the admin. A WhatsApp request does not have to replace that; it can simply point the customer to it, or you can create the return for them while you chat.

The workflow, step by step

  1. The customer taps the WhatsApp button on your store, or replies to the order confirmation, and asks for a return or refund. Ask for the order number if it is not in the message; the confirmation already contains it as {{order_name}}.
  2. Open the order in Shopify Admin → Orders. Check the fulfillment status, the payment status, the order date against your return window, and whether any item is final sale.
  3. Decide the path. Not shipped yet: cancel the order and choose the refund option in the dialog. Shipped: create a return. Wrong charge or goodwill: issue a partial refund without a return.
  4. For a return, click Return on the order, set the quantities and a return reason, and choose the shipping option: create a return label in Shopify (US orders only), upload your own label or instructions, or no shipping required.
  5. Reply on WhatsApp with the decision and the next step: where to send the item, by when, and what happens after you receive it.
  6. When the parcel arrives, process the return in Shopify: mark the items received, restock if they are resellable, and issue the refund to the original payment method, store credit or both. The return closes once every item is processed.
  7. Send the refund message on WhatsApp and add a note on the order timeline so the whole team can see what was agreed.

Message templates for each step

Keep every message to a few lines and state one next step. Replace the bracketed parts, and keep the order number in every message so the thread is easy to search later.   • Return approved: Good news, [first name]: the return for order [#1042] is approved. Please send [item] to [address] by [date]. Once it arrives and we check it, we will refund [amount] to [original payment method / store credit]. Reply here if anything is unclear.
  • Return declined, with the reason: Thanks for your patience, [first name]. Order [#1042] was placed on [date], which is outside our [30-day] return window, so we are unable to accept the return. Our full policy is here: [policy link]. If the item arrived damaged or faulty, please send a photo and we will look again.
  • Item received: We have received your return for order [#1042], [first name]. We are processing the refund now and will confirm as soon as it is issued.
  • Refund issued: Your refund of [amount] for order [#1042] has been issued to [original payment method / store credit]. How long it takes to appear depends on your bank or card provider. Thank you for giving us the chance to put this right.

Records, consent and tone

  • Record the agreement in Shopify. Add a timeline comment on the order with what was approved, the amount and the date. Chats get lost; the order does not.
  • Shopify sends its own refund and cancellation emails by default. Leave them on, so the customer has a written record beyond WhatsApp.
  • A customer who writes to you about a return has started a service conversation; you can reply freely. That is not consent for marketing. Do not add them to recovery reminders or offers unless they opted in to WhatsApp marketing from your store.
  • Do not promise refund timing you cannot control. Say the refund has been issued and that the bank or card provider sets when it appears.
  • One person owns the thread. If several people share the store number, agree who answers return requests so the customer does not get two different answers.
  • Treat photos and addresses the customer sends as personal data. Keep them in the order, not in screenshots on personal phones.

Frequently asked questions

Can WhatsApp Pilot process a refund when a customer asks on WhatsApp?

No. Refunds are issued in Shopify by you. WhatsApp Pilot automates the order cancellation notice only, and its template does not accept wording that promises a refund.

Does cancelling a Shopify order refund the customer?

Only if you choose that in the cancel dialog. Shopify offers refund to the original payment method, refund to store credit, or refund later. The WhatsApp cancellation notice does not change that choice.

Should I create the return in Shopify or let the customer do it?

Either. With return rules set up, customers can submit requests from the order status page and you approve them. On WhatsApp you can also create the return yourself while you chat. Both end in the same Shopify return.

What should a refund message on WhatsApp say?

The order number, the amount, where the money is going (original payment method or store credit), and that the bank sets when it appears. Keep it to three or four lines.

Does a return request on WhatsApp count as marketing consent?

No. It is a service conversation you may answer. Marketing messages such as abandoned-checkout reminders still require the customer's WhatsApp marketing opt-in, which WhatsApp Pilot enforces automatically.
